ITSM terms explained for mid-market IT teams

IN SHORT

Forty terms you will meet when choosing and rolling out an ITSM platform, from ITIL practices to CMDB, enterprise service management, AI agents and pricing units. Each definition is two or three sentences, with a link to the standard or vendor page where it comes from.

A

Add-on

A paid extra on top of a plan, such as a module or an AI feature. ServiceDesk Plus sells problem, change and CMDB as add-ons on lower editions; Freshservice sells Freddy AI Copilot as one.

AI agent

Software that takes a request and acts on it, such as resetting access or answering from the knowledge base, rather than only suggesting a reply. Vendors in this set use the term for different scopes, so check what each named agent actually does.

AI triage

Approval workflow

A routing rule that sends a request to one or more approvers before work starts, for example a manager approving software access. Approvals are one of the first things a team without an admin should be able to configure itself.

C

Configuration item (CI)

D

E

Enterprise service management (ESM)

Using service management tools and practices outside IT, for example in HR, facilities, finance or legal. Halo includes ESM as standard in its single licence; monday service names AI agents for several departments; Freshservice, ServiceDesk Plus and SysAid describe separate spaces or offerings for business teams.

I

ITSM (IT service management)

How an IT team designs, delivers, supports and improves the services it provides. An ITSM platform is the software that records and automates that work.

K

Knowledge management

Capturing and maintaining answers so people and AI agents can reuse them. Several vendors now draft articles from resolved tickets and flag stale ones.
